Summary of Position
The Customer Retention Specialist is responsible for engaging with customers who are considering cancelling Guardian Alarm services and identifying effective solutions that improve satisfaction, preserve customer relationships, and retain recurring revenue. This role combines customer service, consultative selling, negotiation, and problem-solving to understand the underlying reasons for cancellation and present value-based solutions that address customer needs while supporting Guardian's business objectives. The Customer Retention Specialist serves as a trusted customer advocate and retention resource, using active listening, product knowledge, customer insights, and available retention tools to resolve concerns, reinforce the value of Guardian's services, and secure customer renewals or saves. This position works in a performance-driven environment and is accountable for achieving established retention, revenue preservation, quality, and customer experience goals.
Essential Functions
Customer Retention & Revenue Preservation
• Manage inbound and outbound customer retention opportunities with the goal of reducing cancellations and preserving recurring customer revenue.
• Engage customers who are considering cancellation to understand their concerns, identify underlying needs, and determine appropriate retention solutions.
• Utilize consultative selling and negotiation techniques to present value-based options that support customer satisfaction and long-term retention.
• Negotiate contract renewals, service modifications, retention offers, and other approved solutions within established guidelines.
• Consistently achieve or exceed established retention, revenue preservation, renewal, productivity, and quality expectations.
• Balance customer needs with company objectives to reach fair, sustainable outcomes for both Guardian and the customer.
Consultative Solutions & Relationship Management
• Build trust and rapport with customers through professional communication, active listening, empathy, and effective problem resolution.
• Educate customers on Guardian's products, services, technology, competitive advantages, and available service enhancements.
• Identify appropriate opportunities to recommend upgrades, additional products, monitoring services, smart technology solutions, or other value-added services that support the customer's needs.
• Proactively engage customers approaching contract expiration or other retention-risk milestones as assigned.
• Reinforce the value of the customer relationship and help customers make informed decisions regarding continued service with Guardian.
• Maintain a customer-first mindset while protecting long-term customer and business value.
Customer Experience & Problem Resolution
• Handle complex customer concerns, objections, and cancellation requests with confidence, professionalism, and sound judgment.
• Identify the root concern behind customer dissatisfaction and work collaboratively to resolve issues whenever possible.
• Serve as a customer advocate by coordinating with internal teams when broader operational support is required to achieve an appropriate resolution.
• Support customer recovery efforts following service, billing, product, or operational challenges.
• Ensure customer interactions are handled in a timely, respectful, and solution-oriented manner.
• Escalate complex or high-risk situations to the Customer Retention Manager when appropriate.
Performance, Customer Insights & Continuous Improvement
• Monitor individual performance against established retention, revenue, renewal, customer satisfaction, productivity, and quality metrics.
• Take ownership of individual performance and seek opportunities to strengthen retention, negotiation, product, and customer service skills.
• Identify and communicate recurring customer concerns, cancellation drivers, competitive feedback, pricing concerns, service issues, and other retention barriers.
• Share customer insights and frontline feedback with leadership to support broader retention analysis and continuous improvement efforts.
• Participate in coaching, training, calibration, and development activities designed to improve individual and team performance.
• Stay current on Guardian products, services, promotions, competitor offerings, and retention strategies.
CRM, Documentation & Retention Process Execution
• Accurately document all customer interactions, retention outcomes, commitments, follow-up activities, and relevant account information within company systems.
• Utilize Microsoft Dynamics, VOZIQ, and other approved customer retention tools and platforms to support effective customer conversations and retention outcomes.
• Follow established retention workflows, approval guidelines, documentation standards, and customer contact procedures.
• Maintain accurate and timely case management and complete required follow-up activities within established service expectations.
• Ensure all customer commitments and account changes are properly documented and communicated to appropriate internal teams.
Cross-Functional Collaboration
• Collaborate with Customer Care, Sales, Service, Billing, Collections, Operations, and other internal teams to resolve customer concerns and support retention outcomes.
• Coordinate with internal partners when customer issues require operational, technical, billing, or service-related resolution.
• Communicate clearly and professionally with internal stakeholders regarding customer needs, commitments, and follow-up requirements.
• Support a collaborative approach to customer retention and overall customer experience.

Education & Experience Required
• High school diploma or equivalent required.
• Associate's or Bachelor's degree in Business, Communications, Marketing, or related field preferred.
• 2–3+ years of experience in customer retention, inside sales, account management, customer success, customer service, or a related customer-facing role preferred.
• Demonstrated experience working toward retention, renewal, sales, revenue, or other measurable performance goals preferred.
• Experience with negotiation, objection handling, or value-based selling strongly preferred.
• Experience within security, alarm, telecommunications, subscription-based services, insurance, financial services, or another recurring-revenue environment preferred.
• Experience utilizing CRM or customer-management systems preferred.
